ServiceNow ITSM & ITIL fundamentals
Connect service management concepts with everyday business needs.
By Nayeem · ServiceNow Architect and Certified Technical Architect
Understand the concept
ITSM manages IT services around business needs. ITIL provides service-management guidance. An incident restores an interrupted service; a service request asks for a standard offering; a problem investigates causes; change enablement manages risks associated with changes.
A practical business example
An employee cannot access email. Restore access through an incident. A new shared mailbox is a request. Recurring email outages may need problem investigation and a controlled change.
What you will learn
- Describe incidents, requests, problems, and changes
- Understand basic ITIL terminology
- Map a simple support scenario
Step-by-step practice
Use a personal learning instance and suitable permissions. Record your starting configuration before changing it.
- Write four examples: an outage, a standard request, a recurring fault and a planned modification.
- Classify each by its purpose, rather than by the words used by the requester.
- For the outage, record business impact, affected users and symptoms.
- Explain how a problem and a change could relate to the incident without replacing its restoration objective.
Common mistakes and troubleshooting
A request is not automatically an incident because it is urgent. Prioritisation should follow your organisation’s agreed impact and urgency rules.
What is the difference between an incident and a problem?
Incident management focuses on restoring service. Problem management focuses on causes and reducing recurrence; a problem can remain open after an incident is resolved.
